When a store receives a negative review, assign an employee to check what happened, publish a calm reply, and tell the customer what happens next. First identify the issue: a store error, disagreement about purchase terms, a possible platform policy violation, or a threat. This determines whether you need to correct the service, explain the terms, report the review to the platform, or involve a manager and lawyer.
In your public reply, acknowledge the inconvenience, state what the store will do, and give a realistic deadline for the next update. Ask the customer to send the order number, receipt, and contact details through an official private channel. Close the case after checking that the agreed solution was carried out, and record the complaint’s cause and how it was resolved for follow-up.
Identify the type of review before replying
Assess the message and the available evidence. A low rating, sharp tone, or lack of the author’s name in the customer database does not by itself prove that a review is fabricated: the person may have bought something without identifying themselves or may be describing an interaction that took place before a purchase.
| Situation | What to check | Store’s next action |
|---|---|---|
| Complaint about a product or service | What the customer was promised, what actually happened, and which documents and explanations support the account. | Find the purchase, establish the circumstances, and agree on a solution permitted by law. |
| Disagreement about price, assortment, or exchange terms | Whether the information was clear before the purchase and whether the terms comply with consumer rights. | Explain the specific term; correct it or the information about it if an error is found. |
| Possible fake review or other policy violation | Whether there are specific signs of a fabricated experience, repeated identical text, disclosure of personal data, or threats. | Preserve evidence, identify the policy provision that was violated, and report it to the platform. |
| Demand for payment to stop negative posts | The exact demand, its connection to the reviews, page addresses, and the sequence of messages. | Forward the materials to a manager and lawyer; contact law enforcement if there is a threat to safety. |
One complaint may involve several situations. For example, a customer may have a valid complaint about a product and also publish an employee’s personal phone number without consent. Check the purchase complaint and separately notify the platform about the disclosure of personal data.
Organize complaint handling from the first reply to the resolution
1. Record the complaint and assign an owner
A recommended procedure for a small store is for the administrator to check reviews at the start and end of each workday, with the owner covering when the administrator is absent. Save the link, text, date discovered, and, if needed, a screenshot in a folder with restricted access. You do not need to publish these materials to handle the complaint.
Assign one person to each complaint. That person gathers the sales associate’s account, checks the documents, and follows up with the customer. If the owner’s approval is needed, decide in advance who will obtain it and by when.
2. Give a substantive public reply
Build the reply from four parts: thank the customer for the message, address the specific inconvenience, explain the next action, and give a private contact channel. If the review is still being investigated, say so directly. Apologize for a confirmed error; before the facts are verified, it is appropriate to express regret about the experience described.
As an internal rule, you can set a target of replying for the first time within one business day. Promise only a deadline an employee can meet, for example: “The administrator will check what happened and let you know the next step by 4:00 p.m. tomorrow.” This is a service commitment by the store. It does not determine when the platform will publish the reply or review a report.
3. Request the minimum information privately
Direct the customer to a business email address or another private channel designated by the store for inquiries and listed on its website or profile. First ask for the order number or purchase date, purchase location, and product name. Request additional documents based on the nature of the claim. You do not need to collect passport details or full payment card information to find a sale.
Do not post a receipt, phone number, delivery address, correspondence, or purchase history publicly. Even if the author has shared some information, do not add details from the store’s records. Articles 6, 11, and 24 of Ukraine’s Law “On Personal Data Protection” No. 2297-VI require a lawful basis and a defined purpose for processing, a non-excessive scope of data, and protection from unlawful access. Limit access to complaint materials to employees who need them to perform their duties, and set a retention period in line with the lawful purpose.
4. Compare the customer’s account with the sale records
Check the product, date, price, discount, payment, completeness, and any returns already processed. For a complaint about advice, review the product description and establish what information the sales associate provided before the purchase. Separate established facts from the parties’ accounts: a note that “the employee denies being rude” does not mean the circumstances have been fully checked.
If you have not yet found the purchase, ask for another detail that can help locate it. No match for one phone number is not grounds to publicly accuse the author of lying.
5. Communicate the decision and check that it is carried out
In your private reply, state what you found, what solution is available, who will carry it out, and what you need from the customer. If you cannot complete the check by the promised time, explain what you have already done and when you will next be in touch. The store’s internal update deadline does not change statutory deadlines for meeting a consumer’s claim.
After carrying out the solution, check that it is documented and tell the customer the result. If needed, add a brief, confirmed summary to the public reply without purchase details. Do not say the customer is satisfied unless they have told you so.
Choose a solution in accordance with consumer rights in Ukraine
For a retail store in Ukraine, solutions concerning products must comply with Ukrainian consumer protection law. The rules below are drawn from Articles 8, 9, and 15 of Ukraine’s Law “On Consumer Protection” No. 1023-XII. A review may be a reason to begin an investigation; the specific remedy depends on the product, circumstances, and conditions set out in law.
The product has a defect. Under Article 8(1), if defects are discovered during the warranty period, the consumer may demand a proportionate price reduction, free repair of the defects, or reimbursement of the cost of repairing them. Demands for a refund or replacement under this paragraph relate to material defects caused by the manufacturer, seller, or contractor, or to counterfeiting, where necessary confirmed by an expert examination.
For non-food products that have already been used and were sold through retail consignment shops, Article 8(2) sets a separate condition: the stated demands are met with the seller’s consent if the warranty period has not expired. Therefore, before replying, also check how the product was sold, and do not promise the same solution for every report of a malfunction.
- A repair is needed. Article 8(9) provides for defects to be remedied within fourteen days of the product being submitted, or within another period agreed by the parties. The employee should record the date the product was received and the agreed terms to monitor completion.
The product is in good working order but is unsuitable. Under Article 9, the buyer may exchange a non-food product of proper quality for an equivalent product from the seller if the product is unsuitable by shape, dimensions, style, color, size, or for another reason cannot be used for its intended purpose. The exchange period is fourteen days, excluding the day of purchase, unless the seller has announced a longer period.
The product must be unused, with its marketable appearance, consumer properties, seals, and labels preserved. The law also requires a settlement document: a paper document, one sent electronically, or one accessible through a code provided at the time of sale for reading and identifying the document. The government has approved a list of exceptions. Before refusing based on the product category, check the relevant list: Article 9 itself does not specify its contents.
- An equivalent product is unavailable for exchange. Under Article 9(2), the buyer may choose another product with a price adjustment, terminate the contract and receive a refund, or wait for an equivalent product. If the buyer chooses to wait, the seller must notify them on the day the product becomes available for sale.
- The complaint concerns an unfit food product. Article 8(8) provides for replacement with a suitable product or a refund of the amount paid.
- The buyer received incorrect information. Check the description, price, properties, and purchase terms. Article 15 requires necessary, accessible, accurate, and timely information to be provided before purchase and sets out the consequences of failing to provide it properly.
For claims about defects, take into account the documents required under Article 8(11), including a settlement document and the relevant warranty documents. Article 8(14) provides for a refusal to meet claims if the seller or manufacturer proves that the buyer’s breach of use or storage rules caused the defects. An employee’s assumption alone is not enough to reach this conclusion; the consumer has the right to participate in the quality check.
When a contract is terminated under Article 9, the money is refunded on the day of termination or, if that is impossible, within an agreed period no later than seven days. Article 8(7) also sets this maximum refund period when a contract is terminated because of defects, but includes separate rules for calculating the amount when the price has changed. Before issuing a payment, the accountant or responsible administrator should verify the applicable legal basis.
Agree on voluntary compensation for inconvenience separately from the online rating. The store must meet a lawful claim regardless of whether the customer changes their review.
How to reply to reviews and report them on Google
To reply through a Business Profile, you first need to verify the business information. Then open the profile, go to the reviews, select the relevant review, and submit your prepared reply. Before sending it, check the facts, tone, and that it contains no personal data. The steps are described in Google’s help on managing reviews.
Google reviews replies before publication. Its help page says this usually takes up to ten minutes and sometimes up to thirty days. Everyone can see an approved reply under the company’s name, and the review author receives a notification and may edit their post. If the store promised personal follow-up, contact the customer through the agreed channel within your own deadline, even while the public reply is still under review.
Report a review when you can explain a specific violation of Google’s content policies. Grounds may include a fabricated experience, a threat, disclosure of personal information, or repeated content. Save the relevant passage and evidence, use the reporting feature, and record the outcome in your own log. Under the rules, a negative account of a real event without insults is allowed. Google decides whether to remove a review; submitting a report does not guarantee the outcome the store wants.
Three sample replies for a store
The following are hypothetical situations. Replace the times and job titles in each reply with commitments your store can actually meet, and use statements about verified circumstances only after checking them.
1. The customer says they received a different product
Public reply: “We’re sorry you received a product that, according to your message, differs from the one ordered. Please send the order number and a photo of the product to the business email address listed on our profile. The administrator will check the order contents and let you know the next step by 4:00 p.m. tomorrow. Please send purchase details privately.”
Employee’s actions: Compare the order, sales document, and product actually handed over. If the error is confirmed, agree on how to correct it, who is responsible for handing over the product, and how the customer will be contacted. Separately record the cause of the picking error in the log and check whether the order assembly process has been corrected.
2. The customer is unhappy that the store refused to exchange a product in good working order
Public reply: “Thank you for telling us about the refusal to exchange the product. The administrator will check the grounds for the employee’s decision and whether the exchange terms were taken into account. Please contact us at the business email address on our profile and send the purchase date and product name privately. We will let you know the result of the check by 3:00 p.m. tomorrow.”
Employee’s actions: Establish the purchase date, product condition, whether the required document is available, and whether any exceptions apply. If the refusal was an error, apologize and arrange to meet the claim properly. If the grounds for refusal are confirmed, explain the specific term and its legal basis in clear language in a private message.
3. The purchase cannot be found, and the author demands payment to remove the review
Public reply: “Based on the information available, we have not yet been able to establish the circumstances of the purchase described. We are ready to check the matter: please privately send the purchase date, location, and product name to the business email address listed on our profile. The store manager will conduct the check and, after receiving these details, let you know when to expect the next reply.”
Manager’s actions: Preserve the payment demand, links, and the times they were received. Do not transfer money in response to pressure; send the materials to a lawyer to assess next steps. Contact law enforcement if there are threats to safety. Support any platform report with specific policy violations, while continuing to check any possible product claim. Do not publicly call the author a criminal.
Keep a complaint log and check that the causes are addressed
A restricted-access spreadsheet is enough to start. Use one row per complaint so employees can see who is responsible, the deadline, and any outstanding action. Keep links to documents in the relevant fields without unnecessary copying of personal data.
- Complaint: internal reference number, date, platform, and link.
- Issue and investigation: what the customer reported, which facts have been confirmed, and what still needs to be established.
- Cause: for example, incorrect order assembly, an inaccurate description, or an error when reviewing an exchange. Until the investigation is complete, state that the cause has not been established.
- Owner: the specific employee responsible for seeing the complaint through to completion.
- Resolution and deadlines: the agreed action, completion date, and time of the next update to the customer.
- Process correction: who will change the product description, order assembly check, or sales associate instructions.
- Follow-up: who checked completion, when they checked it, and what confirms the result.
Review overdue complaints and recurring causes once a week. If customers regularly complain about the same product feature, check its description and sales associates’ advice. After changing a process, set a follow-up date and assess whether the error recurs. The number of ratings that change does not show whether the store has addressed the cause of complaints.
When many similar complaints arrive at once, appoint one representative to handle public messages. Prepare a shared explanation with confirmed facts and a deadline for the next update, and check individual purchases privately.
How to use Torgsoft to check purchases and handle complaints
If the store records sales in Torgsoft, use the documents actually entered into the system to verify the product, quantity, price, and payment. The official description of the “Реалізація” (“Sale”) form confirms that it works with a sales document, customer selection, comments, and access to the returns form. Compare these records with the customer’s documents and check any returns already processed. A link to a specific customer depends on whether that customer was selected during the sale; the absence of such a link does not prove there was no purchase.
In the “Маркетинг — Клієнти” (“Marketing — Customers”) section, you can find an existing customer record by phone number or barcode. To track a complaint manually, create a contact, note the substance of the conversation, and set a reminder for follow-up. The documentation describes a reminder displayed when the program starts on a specified day, so the person responsible should also keep track of the time promised to the customer. When simplified mode is enabled, some purchase and return totals are hidden in the customer list.
Organize the complaint log and assignment of responsibility as part of the store’s work process. Assign an employee to check reviews on the platforms and record the result in the complaint log. If you plan to send emails from the customer form, purchase and activate the paid “Масова розсилка” (“Mass mailing”) add-on. If you choose to send through Microsoft Outlook, configure that email client. The official help also provides for other sending methods with separate settings.
Confirm the add-on’s price before buying it. Setup instructions are available in the official help on mass mailings. Check the result after sending: a message may not be delivered. For an ordinary complaint check, you can use a business channel agreed with the customer.
Invite customers to leave reviews without influencing their ratings
Use the same neutral invitation for customers after a purchase. For example: “Please share your experience with your purchase and our service using the link to our store reviews.” Do not invite only satisfied customers, or direct dissatisfied customers exclusively to a private channel to limit public criticism.
Google’s policies prohibit offering incentives for posting, changing, or removing a review, as well as manipulating ratings. Do not offer a discount, bonus, or gift for this, even if you ask for an “honest review.” Do not order fabricated ratings or involve employees in pretending to be customers. Do not require staff to collect a set number of reviews or reviews with specified content. Help resolve a genuine complaint without imposing any conditions concerning the customer’s review.
To monitor the store’s work, choose measures employees can influence: meeting promised follow-up deadlines, the number of unresolved complaints, and recurrence of the same error. Improving service may affect customers’ future experiences, but it does not guarantee a change to a review, its removal, or a particular position for the store in search results.
